Lesson 1 of 4
The support mindset and communication fundamentals
2 min read
Customer support is often the only human contact a customer has with a company. Done well, it turns a problem into loyalty; customers who have an issue resolved well often become more loyal than those who never had a problem.
Roles in the field
- Voice process: inbound/outbound calls.
- Non-voice: email, chat, social media, in-app messaging.
- Technical support: troubleshooting products (L1 basic, L2 deeper, L3 engineering).
- Customer success: proactive; helps customers get value, adopt features and renew (common in SaaS).
Communication fundamentals
- Active listening: let the customer finish, take notes, don't plan your reply while they talk, and confirm understanding: "So the payment went through, but the order doesn't show in your account. Is that right?"
- Empathy: acknowledge feelings before solving: "I understand how worrying that is when money has left your account."
- Clarity: simple words, short sentences, step-by-step instructions, no internal jargon.
- Positive language: say what you can do. "I can't refund until Monday" → "Your refund will be processed first thing on Monday, and I'll email you once it's done."
- Ownership: "Let me take care of this for you" instead of "That's not my department."
- Tone: warm, calm, professional; match the customer's formality.
