Lesson 4 of 4
Tools, metrics and growing into customer success

Ticketing and CRM tools
Zendesk, Freshdesk, Zoho Desk, Intercom, Salesforce Service Cloud, HubSpot Service Hub. Core concepts:
- Tickets with status (new, open, pending, solved, closed), priority and assignment.
- SLAs (service level agreements): response and resolution time targets by priority. Example: urgent issues answered within 1 hour, resolved within 8.
- Macros/canned responses, tags, automations and routing.
- Knowledge base: self-service articles that deflect repetitive questions.
- Internal notes vs public replies.
Metrics
- FRT (first response time): how quickly customers hear back.
- AHT (average handle time) for calls/chats: talk + hold + after-call work. Balance speed with quality.
- FCR (first contact resolution): resolved without follow-up. A strong driver of satisfaction.
- Resolution time, backlog, SLA compliance.
- CSAT (customer satisfaction): post-interaction rating, usually "% satisfied".
- NPS (net promoter score): "How likely are you to recommend us (0–10)?" % promoters (9–10) minus % detractors (0–6).
- CES (customer effort score): how easy it was to get help.
- QA scores from call/ticket reviews.
Continuous improvement
Tag tickets by reason and report the top issues every week to product and operations teams. Fixing the root cause of the top 3 reasons reduces volume more than any productivity trick. Write or update knowledge base articles for repeat questions.
Customer success
Customer success managers (CSMs) work proactively with customers (especially in B2B SaaS) to make sure they achieve their goals: onboarding, training, health monitoring (usage, support tickets, NPS), quarterly business reviews, renewals and expansion. Key metrics: churn rate, retention, net revenue retention, product adoption. Support experience is an excellent route into customer success, account management or operations.
Interview tips
Expect role-plays (an angry customer, a refund request), typing tests and email-writing tests for non-voice roles, and versant/communication tests for international voice processes. Show empathy, structure and calm. Be ready to discuss shift flexibility honestly.
